What Vs. How

One of my mantras is that we can’t confuse the business with the tools. I remind clients of this all the time when they’re confused about the imperative to be on a specific platform or address a particular market segment. While they might think their need is to build a better app, I’d rather we explore the underlying business processes and make sure they’re optimal from a customer perspective. The app we’ll then build will reflect a great customer experience and not magnify the flaws in our offering.

Here is another mantra. People hate middlemen but love people who add value. Think about the great sharing economy that’s emerged over the last few years. Uber doesn’t own a single car but facilitates millions of rides. They’re a middleman but they add value by provide generally inexpensive, fast service to consumers while providing income for people with a car and no particular place to go. AirBnB has done the same thing for lodging. I have a spare room or a vacant apartment, you are visiting where I am and don’t want to pay ridiculous rates (and “resort fees“) to stay in a so-so hotel. They add value by putting us together.

In both of those cases, as in others like Etsy, the business has not changed. Someone needs a room or a ride or a scarf. They want them to be fairly priced. They want them to be of great quality and dependable and delivered on the customer’s own terms (timing, etc). These companies have not changed the business. They’ve changed how they made the business happen. The “how” is new, not the “what.”

We need to stop thinking of transforming into “digital” companies.  There are too many of us trying to serve the technology rather than making the technology serve us. Maybe it’s the old guy talking but I don’t see much difference now in the business world I entered in the late 1970’s.  Find people with problems and help them to solve them.  It may be a need to get somewhere or to be better informed or to be in two meetings in two different cites an hour apart.  We’ve solved those business problems with technology.  My business – media – has been among those most affected by this and there is no doubt that the next two or three years will see even more change as people migrate to more over-the-top viewing.  But the business hasn’t changed, really.  People want to be educated and entertained and are willing to pay – either through attention or through their wallets – to see content that does that.  Boy, how the “how” has changed, but at it’s core the “what” is that same as it was when Uncle Miltie made America laugh.

It’s Not Just Big Brother

Another day, another horrible bit of news on the privacy front.  I’ll take it as a sign that another post on data collection and privacy is called for.  I think that by now we all know that everything we do in a digital world is collected and that nothing collected in a digital world is private.  Oh sure, maybe your Aunt Sally can’t see your phone records, but someone can, and it’s probably not someone who needs to know that you called a suicide prevention hotline 4 times last month.  As one writer put it:

Collection means access, period. Someone who wants information can always find a way to get it, and yet we’re only expanding methods of information collection: trackers, cameras, beacons, glass, drones. This puts all of us in a very public place, constantly.

Amen, and it’s a thought each of us needs to keep more forward in our minds.  The Pew Internet folks have been doing an ongoing survey with respect to privacy and the latest report (which you can read here) contains the following quote:

An executive at an Internet top-level domain name operator who preferred to remain anonymous replied, “Big data equals big business. Those special interests will continue to block any effective public policy work to ensure security, liberty, and privacy online.”

I’m not really aware of any recent business model that isn’t centered around data collection and monetization at least in part.  Retail, health care, entertainment and media, finance, and insurance are sliding their models to revolve more around robust data collection and usage.  We as consumers can say “fine, I will gladly give up data in return for convenience, better pricing, or an improved product”, but that’s a choice WE make, not the provider.  It implies informed consent.

The latest fiasco to which I referred earlier comes from Lenovo, which, as Ars Technica reported:

…found itself in hot water last week when researchers discovered that pre-installed adware from a company called Superfish was making users vulnerable to man-in-the-middle attacks. The adware installed self-signed root HTTPS certificates that made it easy for Superfish (as well as low-skilled hackers) to intercept users’ encrypted Web traffic.

In other words, by buying a Lenovo computer you made data which you thought was secure and private very much not so.  That’s the sort of corporate bad behavior which is intolerable.  But in order to respond, we have to be aware, and I suspect that this is only one example of this behavior.

OK.  Rant over.  The take away is this – if you’re a business, act responsibly and transparently.  If you’re a netizen, pay attention.  It’s not just Big Brother who is watching.

Hitting The Bullseye

I spend a lot of my day working with clients on tech.  If it isn’t about how to implement the latest and greatest platform in other marketing efforts, it is about using the data we’ve gathered via web, social, and other business analytics to improve tactics and guide strategies.  We look at a lot of numbers and at a lot of methods with which to gather more.

One of the things I feel it’s critical for me to do is to play the role of a Cassandra of sorts – to see the future but to hope I’m believed a lot more than was the figure from mythology.  The one thing I keep “prophesying” to them is that we can stay on course and out of trouble if we keep our eyes focused on the customer.  They can’t become just aggregations of data.  They’re not just numbers.  They are the reasons why we’re in business.  They have names, faces, significant others and maybe even children.  They’re us!

Much of the ad and marketing technology today has little to do with the customer.  You might think that odd since much of it is based on getting to know the customer on a very granular level.  That’s true, except the focus is on the technology and data, not on the customer.  Thinking about social media is important but only after we’ve spent time thinking about the customer.  Are they on social platforms?  Why?  What are their expectations when they use them?  How do they want to interact with brands in that space, if at all?  Sure mobile is important but a discussion of mobile apps needs to begin with an investigation of how your consumer base behaves on that platform.  “Build it and they will come” is tech centric, not human centric.

Start with your business objectives and your consumer needs.  Move to technology and data after that.  The consumer is the bullseye, not the platform.  Thoughts?
