FailOS

The telephone went out at my brother’s house the other day. This hasn’t been an unusual occurrence and is usually resolved by a call to the folks at Verizon, his telephone provider. One pole in his area seems to have an issue and service will just go out for no apparent reason. When his line failed the other day, I called Verizon to let them know. That’s when things took an interesting turn that is a great example of what businesses can’t do if they want to survive.

“It’s because you have copper wire” the customer service rep informed me.  “You need to upgrade to fiber optic – have you heard of FiOS?”  Yes I have, but that wasn’t solving the issue since repair couldn’t come anyway.  Since no one is in the house most of the time, we’d have to call to schedule an appointment when someone was going to be there.

Fast forward a couple of days.  I was going to be in the house so I called Verizon.  Of course, the numbers listed on their website were not correct – I was instructed to call another number (why can’t a PHONE company switch you –  strike one).  When I got the rep on the phone and said I’d like to get a repair person to the house I was told the rep could “see your house is on old copper wire.  We need to upgrade you to fiber optic cable.”  I told him I was fully aware of FiOS and just wanted the telephone service I already had to be fixed.  Not internet.  Not TV.  Land line telephone.  After a few more minutes of him telling me all about the virtues of a service I didn’t want or need, he gave me the number for repair.  I stopped him and asked if he could just switch me over?  “”No, we’re a call center (which means he’s probably off shore) and I can’t do that.”  In other words, I called the repair number and was sent to a sales center to sell me FiOS.

Land lines are an endangered species.  It’s a once-ubiquitous business that’s declining rapidly.  Rather than selling the service on the merits – clearer voice, much better reliability in an emergency such as a storm – and providing excellent customer service to those still paying for the service, Verizon seems interested only in pushing FiOS.

This is what no business that wants to be successful can do – ignore the voice of the customer.  It’s not about what you’re selling – it’s about what I need when I interact with you.  There is no chance you’re selling me additional services when you demonstrate that you won’t service the ones I have.  Many businesses still put themselves above the consumer.  We can see it in their messaging, paricularly in social media.  It’s all about the brand, it’s all about the sale.  Sorry, guys.  Not anymore.

I fixed the telephone line myself – it turns out there was a short in the alarm box that connected to the telephone line.  It took about 3 minutes to figure it out and to fix it.  We’re in the process of selling the house and I want to be the one to call Verizon to turn off the service.  I suspect if this is how they treat all their customers that I’m not alone in wanting to make that call.

Wiggle Room

Maybe you’ve been playing along with the home version of Instagram‘s TOS controversy.  The interwebs have been buzzing about it for the last couple of days and since I hate to miss a party I’d like to pile on.  However, I have a bit of a different take here, so before you turn away in disgust at my blatant attempt at link bait, please read on.

For those of you who haven’t been paying attention (or who aren’t Instagram users), the basic facts are these.  Instagram, a widely used photo-sharing application, announced it was modifying their Terms Of Service to include this language:

“…you agree that a business or other entity may pay us to display your username, likeness, photos (along with any associated metadata), and/or actions you take, in connection with paid or sponsored content or promotions, without any compensation to you.”

Pretty clear what it means in my mind but I’m not a lawyer.  Actually, since these are for users to read and understand, I shouldn’t have to be.  In any event, many users were distressed that their images could be used without their permission in commercial ventures.  As one might expect, since there are quite a few professional photographers on the service, they were among the most alarmed, and posted that they were deleting their accounts.  So did many users.

The CEO of Instagram stated the following:

“To be clear: it is not our intention to sell your photos. We are working on updated language in the terms to make sure this is clear.”

Intention?  Hmm.  Here is my take on the whole thing.  If you’re not going to do something, say so.  Don’t use careful, lawyer-like language – “not our intention”.  It makes you seem like you’re lying.  If your kid was dressing up on a school night and says “it’s my intention to stay home and do my homework”, you wouldn’t just leave it at that.  We need to be clear and honest with our customers and partners.  Wiggle room isn’t part of that.

The ROI On A Cup Of Soup

According to what I can find in their public reporting,

Panera Bread spent somewhere north of $33 million on marketing last year.  Their financial results are impressive and they get good ROI on that investment.  I’m willing to bet, however, that the best marketing return they’re going to get this year is on a cup of clam chowder and a box of cookies. You might have heard about this story, but if you haven’t, this AdWeek article sums it up nicely.  A dying grandmother wants some Panera Clam Chowder on a day when the local store doesn’t make it.  A grandson calls to ask them to help.  A smart, responsive, caring manager immediately says yes and when the kid shows up to get it, gives him a box of cookies for grandma to go along with the soup.

It being the age of social, the grandson shares the story on his Facebook page.  Half a million “likes” and 22,000 comments later, that cup of clam chowder bought Panera more goodwill and positive marketing than most of the cash it spent.  Let’s think about what went right and why.

  • Someone answered the phone.  Sounds like a small thing but how many companies do these days?
  • Someone made a decision.  Not “I’m not authorized to do that” or “I need to ask corporate”.  Someone decided to do the right thing and was empowered to make the decision stick.
  • Someone went beyond what they were asked – cookies too!
  • A brand behaved like a person!  The kid didn’t call Sue, the manager.  He called Panera which Sue represented.  The wholly human way in which she responded was perfect.
  • Panera didn’t tell the story – the kid did.  Panera didn’t manufacture anything (except the chowder and cookies).  This resonates because it’s real.

The best marketing these days tends to be just like this – treating your customers well and letting them tell the story for you.  Yelp, Trip Advisor, and other review sites are all about this, and their comments often get ported to other social sites (the usual suspects).  More time on service training and less on trying to create viral media might just get you to the same destination.
