The Price-Value Experience Thing

Yet another edition of “Interesting Research That Proves What Common Sense Told You.”

In this case, however, the results are actually surprising in that they do confirm one’s own thinking.  The study comes from Forrester, who tested the relationship between customers’ perceptions of their experience, their perceptions of price-value, and their loyalty. This report shows how customer experience trumps price-value perception as a loyalty driver.  In other words, we don’t mind paying a couple of dollars more for a better customer experience.

Media Post summed it up this way:

New research from Forrester finds that when it comes to building loyalty, people respond more to the experience they have with the retailer than with their perception of price.

They went on to quote Maxie Schmidt-Subramanian, the analyst who wrote the report:

In order to move the needle, she says, stores need to focus on the core components of positive experiences, including:

* Meet customer needs. “If the product or service is wrong, price becomes irrelevant,” she writes.

* Make it easy. That can include anything from keeping store aisles clear to making it possible to start shopping online, and then still find the items in your cart when you switch to mobile. “Amazon’s two-day shipping and one-click ordering continue to make a strong impact on shoppers,” she says.

* Make it enjoyable. “That comes down to basics, like making sure dressing rooms aren’t messy and that it’s not a hassle to use your coupons.” And stores like Trader Joe’s, QuikTrip, and Costco may be low-cost, she says, but the amount they spend training their employees to be more knowledgeable makes the experience more pleasurable.

Well, yeah!  Businesses often spend way too much time trying to shave costs while persevering margins.  Intuitively, getting customers to pay a bit more can more than amortize the costs of excellent service, particularly when that service doesn’t involve any more staff, but better training and higher responsiveness.

Maybe this isn’t learning something new today but I think it’s always good when we get reminded of things we probably already felt.  What do you think?

Surprise!

“Surprise” is a loaded word.

We delight in surprise parties (well, maybe as long as we’re not the one being surprised) and we dislike surprise hairs in our soup (particularly if they’re not our color).  It’s a powerful concept, although I guess the scientists would tell you that it’s not the surprise itself that’s the issue – it’s the emotions that follow the surprise event.

Surprise is a concept of which we need to take full advantage in business while simultaneously avoiding it like the plague.  When a customer can’t find something in the store, we can take joy in their surprise when a store employee digs around in the back until they find an item thought to be out of stock.  This happened to the Mrs. just this past weekend. She’s now a customer for life and has been telling the story to everyone.  Earned media indeed!

On the other hand, when you advertise a product on sale and are out of stock an hour after the store opens, customers feel as if they’ve been lied to – it’s hard for them to believe you haven’t pulled a classic bait and switch to get them to the store.

Managing people often involves surprises of both sorts.  There are little ones like a key person calling in sick and big ones like them resigning.  On the other hand, sometimes we’re surprised by pieces of business those employees find out of the blue or by their achieving a higher standard in their work.  Yay!

I guess what it all means is that we need to manage expectations constantly both to avoid the bad kinds of surprise and to increase the impact of the good kind.  No, we shouldn’t have people thinking that a hair in their soup is permissible – that shows a need to manage something other than expectations – but we can make sure that when we set standards we adhere to them.  Customers and employees notice.  Our job is to surprise them in the good way.  Given how few organizations are able to get to their own professed standards, it shouldn’t be that difficult a task.  You agree?

Free Business Idea!

This week’s Foodie topic has to do with my home away from home, the supermarket (head faked you there – it’s not the golf course!).  I don’t know about you but I seem to spend more time dodging folks yakking on their cell phones than I do perusing the specials as I’m pushing my cart around.  While it’s an almost infinite source of comedic relief, it also can be frustrating when items I need are blocked by someone checking their email or confirming a recipe with home base.  Of course, to me that’s a missed opportunity.  Let’s see what you think.

I rarely go to the market with a menu in mind.  As my wife is sick of hearing, my philosophy is “let’s see what looks good” and building around that.  Once I’ve sorted out the best looking proteins and produce, I will often fire up a favorite recipe app to find inspiration and a bit of guidance (and yes, I stand off to the side and not in an aisle).  What’s missing in this app is the free business idea but it also points to something we all might consider as we’re developing new products.

None of the recipe apps I’ve found are integrated with their locations, meaning the store.  Wouldn’t it be great if the store’s price, inventory, and aisle data (where in the store the product is) could come up as part of the shopping list generated by the recipe?  I can’t tell you how frustrating it is to settle on an idea and then find out the store doesn’t have a key ingredient or they’re out of stock or it’s very expensive or I just can’t find it.

I can hear you telling me about the obvious problem:  all the various food companies and supermarket chains would have to cooperate to produce a common set of data, and why would they do that?  Why should Stop & Shop let Shop Rite see their pricing and inventory (as if it was a secret)?   Because it’s the right thing to do for the customer, and that’s the business point we always must consider.  The reality is that these chains don’t compete that much on regular pricing – a lot of it is on location and specials.  Moreover, if the app is designed to help the customer already in the store, so the cooperation is unlikely to cost much.

If you know of such an app, that integrates recipes with store information, please let me know.  Some smart chain will produce one that’s chain specific; we’d all be better off if there was something universal.  Who’s going to step up and take the free idea?
